AssemblyAI renamed its customer success team to Forward Deployed Engineers, and support resolution jumped from 10-15% to 75% in 45 days, per a SaaStr customer success panel.
The swap changes who post-sale teams hire: engineers who read agent output, not reps who explain a stable product. CSM hiring grew 700% through Q2 2022, then flatlined for four years, while FDE hiring rose more than 1,000% and keeps climbing, per the panel.
The company says the org-chart change was harder than the technical one. Recruiting went from two candidates in 2.5 months to a fully staffed team once the title changed.
The substitution shows up elsewhere too. Snowflake's primary hiring focus is now the GTM engineer, converting marketing ops people and analysts into the role. OpenAI sells its Presence product only through its own FDEs and select GSIs.
The logic holds across categories. When a product's output is deterministic, post-sale work is relationship management, teaching someone which buttons to press. When it's non-deterministic, post-sale work is engineering, because nobody can train a customer on an agent that behaves differently every run.
Harvey is the counterexample. It added legal engineers with 8-10 years of practice alongside its FDEs but kept the CSM playbook otherwise intact. EBRs, on-site change management, and a GTM org that's 40% legal backgrounds all stayed.
At a reported $190M ARR, the company cites a Harvard study of 1,515 startups where a single change-management document doubled revenue. In a regulated vertical, the domain expert in the room is still the moat.
